Abstract

ABSTRACT: The study's objective was to describe and evaluate how interactive value formation (IVF) occurs in hotels, considering the negative evaluations of guests that indicate possibilities of value co-destruction (VCD) motivated by dissatisfaction and the causes and antecedents of this VCD. To achieve this objective, a document and content analysis was carried out based on evaluations made by customers on the Booking.com platform regarding the accommodation services of hotels located in Brasília. The IRAMUTEQ software version 0.7 was used for the textual analysis. The study identified seven main causes of VCD in Brasilia hotels. They are inability to provide a service, unavailability of resources, contextual rigidity, incoherent marketing communication, excessive expectations, poor communication, and inappropriate behavior. Another interesting factor was the emergence of a new concern: measures to combat Covid-19, as guests seek safe accommodation during this period, and that follow prevention protocols.
